Two-Way SMS: When Customers Reply to Your AI Receptionist Texts
A text that says “Thanks for calling, your appointment is booked” is one way SMS. Useful, simple, finished. Two way SMS is a different feature altogether: the customer replies, asks to move the time, adds a detail about the job, and the conversation continues by text without anyone at your business picking up a phone. Buyers confuse the two constantly, and vendors rarely correct them.
What two way texting handles well
Rescheduling is the strongest case. A customer replies to a confirmation, the system offers open slots, and the calendar updates. Address corrections, gate codes, photos of a problem part, and “running 20 minutes late” messages all fit texting better than a callback queue.
It also gives quiet callers a channel they prefer. Some customers will reply to a text hours later who would never return a voicemail. If your follow up depends on reaching those people, two way texting earns its place. Our guide to SMS follow up sequences maps what to send after each call type. Two way capability decides whether replies to those messages go anywhere useful.
Where the handoff to a human matters
No text system should improvise through a complaint, a billing dispute, or a complicated quote. Ask what triggers a handoff, how fast a staff member gets alerted, and whether the full text thread travels with that alert. A handoff that shows your team only the last message forces the customer to start over, which is worse than a slower reply with full context.
Ask about hours too. If a customer texts at 11 p.m., does the system answer, book, and confirm overnight, or hold the reply until morning? Either can be right. You need to know which one you bought, because customers judge you on the expectation the first reply sets.
Compliance and cost details to pin down
Texting runs on consent rules. Ask how opt ins are captured on a call, how opt outs are honored across campaigns, and whether the same number is used for calls and texts, since customers save and recognize one number more easily. Ask how messages are billed, per message, per conversation, or bundled, and what a long back and forth thread costs you. Per message pricing on chatty threads adds up in ways a demo never shows.
Test it the way customers will. Book by phone, then reply to the confirmation asking to move the appointment, then ask a question the system should not answer alone. You will learn more from those three texts than from any feature list.
