Routing by Service Line: AI Receptionists for Accounting Firms With Tax, Audit, and Advisory Teams

In a small accounting firm, one person can take almost any call. As the firm adds an audit team, a tax team, and advisory work, that stops being true. Callers land with the wrong group, leave messages in the wrong inbox, and wait while staff forward notes around. Service line routing fixes the first step: the AI receptionist works out which team a caller needs before it takes a detailed message.

The first question does most of the work

Callers describe their need in ordinary words. They mention a notice from the tax authority, a bank asking for reviewed statements, or a business they want to sell one day. Map those phrases to your service lines during setup, and let the system ask one clarifying question when the answer could fit two teams. Payroll questions that turn out to be about year end reporting are a common example.

Existing clients should not have to explain themselves each time. If your practice software knows a client’s service line and lead accountant, use it. The intake automation guide for accountants and CPAs covers how client records and intake fit together.

Season changes the routing rules

During filing season, tax calls dominate and deadlines drive priority. Outside that window, advisory and audit enquiries carry more of the firm’s growth. Your routing and callback promises should change with the calendar, with shorter promised response times for deadline driven calls in season. The tax season guide on accounting firm calls in tax season covers the surge side of this in detail.

Set a review date when you change seasonal rules. Firms forget to switch back, and callers in May get treated like callers in March.

How to judge routing quality

Each week in the first month, sample calls from each service line and count how many were routed correctly on the first try. Ask each team lead which calls wasted their time. Wrong routing usually shows a pattern, such as one phrase the system keeps misreading. Fix the phrase list, retest with recorded examples, and check again the following week.
